Team Wall's Key Initiatives for 2024

Reflecting on 2023, owner Jim Wall says, "It was a year of positive change and growth. We had a successful year and we grew but it was not without obstacles." The past year wasn’t without its hardships, but SERVPRO Team Wall ultimately persevered forward. Jim remarks, "2023 required a significant amount of time creating, developing, documenting, and implementing processes." These processes will result in increased accountability and measurement of performance, allowing greater insight into the team’s performance and the ability to identify areas of improvement. Moving forward into 2024, Team Wall has its sights set on four key initiatives: emphasizing team, improving the customer service experience, refusing to accept mediocrity, and increasing profit to reinvest in the company’s growth.

Prioritizing Team

Embracing the "one team" mentality, regardless of individual office or department, will lead to success. Jim likens the "one team" mentality to rowing. He says, "We need all people rowing in the same direction and at the same time. If we’re able to work together and focus our efforts, there really isn’t anything we can’t achieve." He identifies collaborative problem-solving in place of departmental problem-solving as one way in which we can place a stronger emphasis on team in 2024.

Strengthening the Customer Service Experience

Customer service is present in all aspects of what SERVPRO Team Wall does on a daily basis and lasts through the entire lifecycle of the job. It is important to remember that it’s the same for many other companies. "There are many people who do what we do, but we can distinguish ourselves through excellent customer service," Jim remarks. "Many people accept mediocrity. We need to constantly be looking for ways to be better," Jim explains. He points to the use of technology, improving speed, and constantly self-evaluating as ways in which Team Wall can identify areas to improve upon. "It’s easy to settle for what we’ve done in the past," Jim admits, "but there’s always someone right behind us, looking to beat us." Being aware of where we need to improve, as well as understanding how to improve, are key to pushing past mediocrity. "If we have high standards and demand excellence of ourselves, it’s not that difficult to achieve excellence."

Heading into 2024, Jim states that "we need to consider the financial implication of every decision we make." Spotlight: Intake Team

SERVPRO Team Wall would like to spotlight the centralized Intake Team, led by Intake Operations Manager Kristen Kuser. The intake team is the very first line of contact for our customers when they call SERVPRO Team Wall. While they mainly handle customer calls, the intake team also speaks with adjustors and sometime even corporate. Listening to customers’ needs and determining what SERVPRO Team Wall can do for them, the intake team is responsible for setting up jobs and estimates.

The small but mighty and growing intake team is relatively new, having formed only five months ago. Formerly, the team was made up of localized office teams. Now, the intake team is centralized, taking calls for all offices. Hope Schofield serves as the Intake Lead. Additionally, there is an Intake Coordinator for each local office: Jessica Roberts for Hunt Valley and Harford County, Joanna Broyan for Harrisburg West, Bonnie Kent for Metro Pittsburgh East, and Brian Bui for Chantilly. Much of the team members’ days are spent communicating via Microsoft Teams, as the team has an active dialogue due to their need for constant communication throughout the day.

A typical day for the intake team includes the daily Work in Progress (WIP) meeting, reviewing the schedule for the day. They also utilize WorkCenter and Service Fusion (a service and dispatching app) to create job files and put jobs on the calendar for crews. After an already busy workday, the intake team and the mitigation administrative team work together as the on-call team for administration, available to customers 24/7, often answering the phone to frantic, after-hours customer calls when a water heater bursts at 3 A.M. With a job that is equal parts customer service and counseling, according to Kristen, who has a background in studying psychology, the team members are experts in keeping a level head while calming customers, who are oftentimes actively processing major life events when they dial our number.

Working on the intake team requires tremendous flexibility. Kristen shares, “Every single call is different, and every single circumstance is different. There’s no black and white process; we live in the grey.”

What’s on the horizon for this busy intake team? Kristen hopes to standardize the training process and get the process down on paper in order to build a uniform training process, emphasizing education about the systems the team uses and the insurance companies they deal with. The team is planning a roadshow to the offices in November to present their findings in constructing a standardized training process.

A long-term goal for the intake team is to cultivate a customer service-forward, centralized call center. Moving away from the localized aspect is difficult, but Kristen has faith that her team members will continue to emphasize customer service and personalize the experience for customers. “Whether it’s taking calls in a local office or taking calls in a centralized call center, solid customer service has to be the foundation,” Kristen says.

Such ambitious goals may appear daunting for a small team, but Kristen has complete confidence in her team members. “We all pull together. We all have each other’s backs, and that’s what’s really important.”

Why Such a Storm?

Have you ever wondered why thunderstorms occur?  Well, in a nutshell, thunderstorms are much like the saying, "what goes up, must come down".  Moist, warm air is the catalyst for a thunderstorm.  A funnel of warm air which rises up through the atmosphere creates an updraft.  Updrafts continue to travel higher and higher into the atmosphere until the temperature of the updraft air is no longer warmer than the atmospheric air it has entered.  At this point, the updraft air flattens out like a pancake across the sky, creating immense rain clouds. Once the clouds get too heavy with precipitation, "rain" begins to fall.  Rain typically drags down cooler air, creating downdrafts.  The majority of downdrafts are fairly weak, but on occation, they can be menacingly strong.....causing significant damage though the intensity of the rain and the speed of the downdraft winds.  Fascinating as storms are, they can truly be devastating.

Why Would an 85 Year Old Man Do That?

Why would an 85 year old man get on a ladder with a running chainsaw to trim a tree?  Well, that’s and easy answer: because he had branches pulling on his gutters and leafs clogging the downspouts!  And how do we know about this “adventurous” gentleman?  We were called by his neighbor (a customer of ours) who could not convince him to turn off the chainsaw and come down off the ladder.  The neighbor called us in a panic, saying his neighbor was worried about water getting into his house because of damaged downspouts and gutters and was on a ladder trying to take care of the issue by sawing limbs off the tree. It was only after he finished telling us what his neighbor was doing, that he added that the gentleman was 85 years old! 

Although trimming trees isn’t in our line of work, helping people assess a situation when it comes to potential water damage is in our wheelhouse. Only being 1.5 miles away, we sent two staff members over to see if we could assist in any way. When they arrived, the 85 year old gentleman was down off the ladder taking a rest.  They were able to discuss his concerns with water possibly leaking into the house. They walked around the home, then went inside with him and looked at the interior.  Although they saw no indication of water leaking into the home, his tree did need to be trimmed away from the house.  They were able to convince him to let them call someone they knew to come over and finish the trimming for him.  Our professional friend came over that afternoon and finished the work at no charge.

Why did we do this?  Because we are a vested member of our community and helping people (especially when they are 85 years old on a ladder with a chainsaw) is how we build relationships. We did not receive work from our efforts, but we know that this gentleman will call us in the future as will our customer who initially called, and hopefully the many neighbors who learned of his endeavors that day.  But even if we don’t receive future work from our efforts, we know we did the right thing and being a responsible member of a community benefits us all in the long run.

If you have questions, IICRC Standard and Reference Guide for Professional Water Damage Restoration sets three categories of water that cause damage in buildings. They are summarized as follows: 
Category 1 Water - Refers to a source of water that does not pose substantial threat to humans and classified as "Clean Water". Category 1 water may become contaminated if it mixes with soils or floor coverings, building assemblies, etc... Time and temperature can promote growth and amplification of microorganisms in water can cause Category 1 water to degrade.


Examples of category 1 water are: a broken water supply line (including the toilet), and tub or sink overflows. 

Category 2 Water - Refers to a source of water that contains a significant degree of chemical, biological or physical contaminants.  These contaminants can cause discomfort or sickness when exposed or consumed. This water type carries micro organisms and is nicknamed "Gray water."

Examples of category 2 water are:  toilet bowls with urine (no feces), sump pump failures, dishwasher water discharge, and washing machine water discharge. 

Category 3 Water - Nicknamed "Black Water" and are grossly unsanitary. These indoor water sources  contain unsanitary agents, harmful bacteria and fungi, causing severe discomfort or sickness.

Examples of type 3 water are:  water sources from sewage, seawater, stream or river water, ground surface water or standing water. 

Category 2 Water that is not promptly removed and remained stagnant may be re classified as Category 3 Water. Toilet back-ups that originate from beyond the toilet trap is considered black water contamination regardless of visible content or color.

Knowing the classification of your water may help you understand personal safety concerns and the necessary material and debris removal anticipated. Think of the water category related to the amount of "natural fertilizer" that will help feed and grow mold.

What constitutes a hoarder versus a collector?  What is the difference between someone that is thrifty and saves “things” for future use and someone that is a hoarder?  Why are some people so attached to the things they find and store in their homes, while other are minimalists, and even the thought of abundant amounts of “stuff” around the house makes them nervous? This picture is worth 1000 words and is also why you never say never.  Murphy’s Law, the minute you say, “that will never happen to us”, Mother Nature will strike with vengeance!  A recent storm with winds topping 50 miles an hour upended this mature tree right into a house.  Luckily no one was hurt, but the damage was extensive.  Once okayed for entry by the authorities, the contents needed to be packed away and moved, the structure needed to be sealed to eliminate further water infiltration, and the water within needed to be extracted and the structure dry for rebuild.  Why was SERVPRO OF Fair Oaks-Centreville-Chantilly called?  Because we’re the best!  We entered the home, inventoried and boxed all goods, moved, cleaned and dried all furniture, and sealed the home so it could be cleaned and dried.  Currently, the homeowners are in temporary accommodations while the construction phase takes place.  SERVPRO was able to get in and get our piece of the puzzle done quickly so the rebuild could begin prior to the winter weather setting in for the season.

What could that mud puddle be telling you?

SERVPRO of Fair Oaks-Centreville-Chantilly recently worked with a client that had a water and mold issue in their walk-out basement.  They couldn’t understand why they were getting a musty smell and then noticed the wet wall in the corner of the unfinished part of the basement.  Odd as it may sound, they told us that they could not have mold or a water issue because they had a walk-out basement and they specifically bought the house because of the lot running slightly downhill and having no underground rooms.  We totally understood what they were thinking but when we walked them around the perimeter of their house and pointed out the extensive mud puddles, they started to understand the problem.

Do you have questions about water damage? If so, the IICRC Standard and Reference Guide for Professional Water Damage Restoration sets three categories of water that cause damage in buildings. They are summarized as follows: 
Category 1 Water - Refers to a source of water that does not pose substantial threat to humans and classified as "Clean Water". Category 1 water may become contaminated if it mixes with soils or floor coverings, building assemblies, etc... Time and temperature can promote growth and amplification of microorganisms in water can cause Category 1 water to degrade.


Examples of category 1 water are: a broken water supply line (including the toilet), and tub or sink overflows. 

Category 2 Water - Refers to a source of water that contains a significant degree of chemical, biological or physical contaminants.  These contaminants can cause discomfort or sickness when exposed or consumed. This water type carries micro organisms and is nicknamed "Gray water."

Examples of catagory 2 water are:  toilet bowls with urine (no feces), sump pump failures, dishwasher water discharge, and washing machine water discharge. 

Category 3 Water - Nicknamed "Black Water" and are grossly unsanitary. These indoor water sources  contain unsanitary agents, harmful bacteria and fungi, causing severe discomfort or sickness.

Examples of type 3 water are:  water sources from sewage, seawater, stream or river water, ground surface water or standing water. 

Category 2 Water that is not promptly removed and remained stagnant may be re classified as Category 3 Water. Toilet back-ups that originate from beyond the toilet trap is considered black water contamination regardless of visible content or color.

Knowing the classification of your water may help you understand personal safety concerns and the necessary material and debris removal anticipated. Think of the water category related to the amount of "natural fertilizer" that will help feed and grow mold.

We recently completed a comprehensive job that entailed water remediation, extensive clean-up, mold mitigation, taking inventory and packing away household contents, and considerable rebuild construction.  The job was very intense and required proper planning, scheduling of staff, ordering of building materials, and most importantly, coordination with the home owner.  There was an inordinate amount of work to be done and it needed to be completed as efficiently and expeditiously as possible so that the homeowners’ family could get back to their normal routine.

When we initially met with the homeowners and they walked us through their home, they asked us to get the water out and house as dry as possible, because they needed to hire someone to come in and pack up their belongings, deal with the mold, and then the reconstruction.  We told them that we would certainly work as fast as possible but that they did not have to hire others, SERVPRO could do all the tasks that they were needing.  Why go to an array of contractors when SERVPRO can handle all that’s required?  They were thrilled that the “complete repair” of their home could be done by SERVPRO and that they could turn their focus back to their kids and get settled in temporary housing.
